About Scotts talk: In complex organisations, knowledge is often spread across research reports, journey maps, service blueprints, strategies, and delivery plans. Each artefact may be useful in isolation, but over time they often drift apart. Research gets forgotten, journey maps go stale, and delivery moves forward without a clear connection back to customer need. The result is misalignment, duplicated effort, wasted research, and services that fail to deliver their intended value. Drawing on experience designing and implementing journey management approaches in government and other complex service environments, this session explores how journey-driven alignment can help teams keep customer experience work connected over time. It looks at practical ways to structure and govern artefacts so they remain useful, trusted, and relevant as services evolve, and shows how organisations can create stronger links between research, strategy, design, and delivery.
